Handling Disappointed Guests

Turn guest disappointment into trust with a five-step service recovery: listen, acknowledge, apologise, resolve and follow up.

Pangkalahatang-ideya

Every hotel will sometimes disappoint a guest — an operational error, an expectation that was not met, or a guest who arrives already tired. What matters is the response. This course, based on the Dyafa Hotels & Resorts training deck, treats every disappointment as a chance to recover and rebuild trust.

You will learn to notice quiet signs of disappointment and check them respectfully, to follow the five-step recovery, and to use body language and words that acknowledge the impact on the guest instead of defending the hotel.

The final chapter shows how to resolve with clarity — a fix, an alternative, authorised recovery or escalation — and why follow-up is what finally closes the recovery.

Mga madalas itanong

What if the problem was not my fault?

Not every disappointment is caused by the employee, but the response is always our responsibility. Understand the impact and start the solution instead of discussing who is at fault.

Can I offer compensation?

Only within your authority. Explain it clearly, never promise what you do not control, and escalate to a supervisor when the impact or cost is high.

When is a recovery finished?

When the guest confirms the issue is resolved. Confirm delivery, check satisfaction, document the case and share the cause to prevent recurrence.
