<p>A complaint does not mean the guest relationship is over. The way a colleague handles the moment can matter more than the problem itself, and a well-handled complaint can rebuild a guest's trust.</p><p>This course, based on the Dyafa Hotels &amp; Resorts complaint-handling training, walks you through starting calmly, the five steps of Listen, Empathize, Apologize, Resolve and Follow up, the phrases to use, the behaviours to avoid, the limits of your authority and the follow-up that continues after the fix.</p><p>It is written for every guest-facing colleague, from front office to food and beverage, housekeeping and concierge.</p>

Should I apologize if the problem was not my fault?

Yes. You apologize for the guest's unpleasant experience, not to accept blame. Blaming the guest or a colleague is one of the things to avoid.

Can I offer compensation to calm an upset guest?

Only if it is approved. Simple fixes within your authority can be done straight away, but any compensation must be approved before you offer it.

When is a complaint really finished?

Not when the fix is done. It ends when you have confirmed the guest is satisfied, informed your supervisor and recorded the complaint so it can be prevented.
